The challenge

Inquiries came in every way at once: a phone call while an agent was with a walk-in, a message left after hours, an email that landed under forty others, a web form that pinged one inbox. Each agent had their own way of tracking who they still owed a quote, mostly memory and a few notes. When the day got busy, calls went unreturned, messages sat unread, and follow-ups went out late or not at all.

The quiet cost was the worst part. A traveler who asked for a quote and never heard back simply booked elsewhere, and no one on the team ever knew the lead had existed. The pipeline looked fine because the lost inquiries were invisible. Re-entering the same traveler details across the booking tool, the quote sheet, and a follow-up reminder added hours of retyping on top of it.

What we did

We built one front door for every inbound inquiry. Calls, voicemails, emails, and web-form requests all land in a single queue, each one captured as a record the moment it arrives, with the traveler's details entered once and reused everywhere after. Nothing depends on an agent remembering to write it down.

From there the work is routed and timed. Each inquiry is assigned to an agent, given a status, and put on a follow-up clock, so a quote that has gone quiet surfaces on its own before the window closes instead of after. A shared board shows every open inquiry, who owns it, and what is overdue, so the team can see the day's real workload at a glance rather than discovering a dropped lead a week later.

The outcome

Inbound inquiries that used to slip through now get captured and answered. The team estimates it was losing roughly one in five leads to late or missing follow-up before; that leakage is effectively gone, because every inquiry is on a clock and visible to the whole desk.

The retyping went with it. Traveler details are entered once at intake and flow into the quote and the follow-up, which gives agents back about an hour a day each that used to go to re-entry.
